This position will be based in the Durham/Research Triangle Park area of North Carolina.  If you are passionate about making a difference and working with a company that shares that goal, we'd like to hear from you!  If you like working in a highly collaborative and creative environment then this is your next career move! Responsibilities Real-time Data Monitoring and Report Generation Monitor 15 minute, ½ hourly, hourly and daily call volumes, AHT, and staffing requirements Alert Tech Support management on threshold violations Come up with staffing recommendations (hiring and movements) to meet service level utilization targets and abandonments Generate schedule scenarios to present optimal results Generate adhoc reports within Workforce’ scope of responsibility Monitor, track and report TSR schedule adherence and employee tardiness and absenteeism occurrences Monitor and report allocation to Management team that may trigger changes in staffing plan and schedule Manage agent resources between queues Team Development and Management Regularly communicate with Tech Support team and management regarding forecast, staffing and capacity numbers Act as escalation point for TSRs, when necessary Scheduling Perform real-time monitoring and schedule adherence tracking Build daily schedules using Monet WFM software Verify communication of all information relevant to staffing Update employee and team data maintained in the schedule and in the PTO calendar Verify all PTO and sign-off prior to approving and turning over to Floor Manager Assist Tech Support Management with any schedule or staffing information requirement Process schedule change requests ensuring maximum coverage Facilitate assignment and check skill sets of TSRs coming from Training Forecasting and Data Analysis Monitor and review volume patterns – annually, monthly and daily. Update schedules based on historical data to compare with forecast Determine overtime hours for understaffing, additional time off for overstaffing Track shrinkage or off-phone activities for accuracy of staffing recommendations Prepare forecasts for each upcoming quarter with volume and headcount projections Perform other related duties as may be assigned either in support of departmental goal attainment Perform other tasks that may be assigned from time to time Act as cross-functional point of contact for WFM with other departments
